Make the first response count
Customers often decide whether a team is helping them in the first few seconds of a difficult interaction. Rehearsal can focus on acknowledging the need before reciting a policy or offering an alternative.
The scenario might involve inventory, delivery, a return, or an in-store service. The useful skill is asking enough to understand what outcome the customer is seeking.
“You told me it would be here today. What am I supposed to do now?”
A possible response“I understand why that's frustrating. Let me check what I can confirm, then I'll walk you through the options available today.”
Practice the options you can offer
A strong response makes the real choices visible. It avoids promising stock, timing, or exceptions that the team member cannot confirm.
Feedback can point to the moment the conversation became clearer, as well as a missed chance to explain a limitation without sounding dismissive.
Build consistency across the team
